Escalation path

The described route by which a case leaves the automation and arrives with a person - with a trigger, a destination, a deadline and a context that travels with it.

What is Escalation path?

An escalation path is not an emergency brake, it is a regular part of the process. It describes what happens when a tool reaches its limit: which trigger fires, where the case goes, by when somebody will respond, and what of the conversation so far travels along. Leave out any one of those four pieces and the path is not finished, it is a drawing.

The trigger is the part most set-ups get wrong. What decides is not the number of attempts but the confidence score the intent recognition returns anyway. A system that gives up after three unsuccessful rounds has made the customer work three times before admitting what it already knew after the first answer. The second common mistake is the destination: a shared address is not a destination, it is a third inbox.

The path belongs inside the tool, not next to it. If the transcript travels by clipboard into an email, the transition has become a media break, and the customer tells the whole story again at the second contact. What has to arrive in the destination record is the transcript verbatim and the issue in one sentence - the verbatim text so nothing is lost, the single sentence so nobody has to read a log first.

Why does Escalation path matter?

The transition is not an edge case, it is the normal case. Gartner surveyed 1,492 B2B and B2C customers in December 2022: 88 per cent of customer journeys that start in self-service touch more than one channel, and 62 per cent of transitions between self-service and assisted service are high-effort for the customer, meaning they do not lead to resolution. According to the same survey, seamless transitions save an average of four minutes of handling time per customer journey, because representatives are not asking for information the customer has already given.

  2. 02The path writes the transcript verbatim plus a one-sentence summary into the CRM record and names a person as the destination, not a shared address.
  3. 03For messages outside business hours the path states its own deadline, and the customer hears it at the moment of handover.
